Resumen

El objetivo general de esta investigación fue analizar cómo la experiencia del cliente influye en la satisfacción y la fidelidad, desarrollando un modelo teórico validado mediante métodos cuantitativos. El problema investigado se centra en la falta de comprensión integral de cómo las dimensiones clave de la experiencia del cliente, como la comunicación, la empatía y la resolución de problemas, impactan tanto la satisfacción como la fidelidad de los consumidores, elementos cruciales para el éxito empresarial. La metodología empleada tuvo un enfoque cuantitativo, con un diseño no experimental y de tipo descriptivo. Se aplicó un modelo de ecuaciones estructurales (SEM) para analizar datos recopilados a través de encuestas aplicadas a 108 clientes. Las dimensiones incluidas en el análisis fueron experiencia, satisfacción y fidelidad, evaluadas a través de preguntas en escala Likert. Los principales resultados muestran que la experiencia del cliente influye significativamente en la satisfacción (β=0.938,p<0.001\beta = 0.938, p < 0.001β=0.938,p<0.001) y de manera más moderada en la fidelidad (β=0.215,p=0.018\beta = 0.215, p = 0.018β=0.215,p=0.018). Además, la satisfacción demostró ser un mediador clave en la relación entre experiencia y fidelidad (β=0.740,p<0.001\beta = 0.740, p < 0.001β=0.740,p<0.001). La conclusión principal es que la experiencia del cliente es el motor más importante para incrementar la satisfacción, mientras que la fidelidad depende de una combinación de experiencia y satisfacción. Esto subraya la necesidad de estrategias integrales para optimizar ambas variables.

ABSTRACT

The overall objective of this research was to analyze how customer experience influences satisfaction and loyalty, developing a theoretical model validated through quantitative methods. The problem investigated focuses on the lack of comprehensive understanding of how key dimensions of customer experience, such as communication, empathy, and problem solving, impact both consumer satisfaction and loyalty, crucial elements for business success. The methodology used had a quantitative approach, with a non-experimental and descriptive design. A structural equation model (SEM) was applied to analyze data collected through surveys applied to 108 customers. The dimensions included in the analysis were experience, satisfaction, and loyalty, assessed through Likert scale questions. The main results show that customer experience significantly influences satisfaction (β=0.938, p<0.001\beta = 0.938, p < 0.001β=0.938, p<0.001) and more moderately influences loyalty (β=0.215, p=0.018\beta = 0.215, p = 0.018β=0.215, p=0.018). Furthermore, satisfaction proved to be a key mediator in the relationship between experience and loyalty (β=0.740, p<0.001\beta = 0.740, p < 0.001β=0.740, p<0.001). The main conclusion is that customer experience is the most important driver for increasing satisfaction, while loyalty depends on a combination of experience and satisfaction. This underlines the need for comprehensive strategies to optimize both variables.
